AI Agents for Customer-Service Knowledge Search

In this guide

A customer-service knowledge agent helps staff find an approved answer across policies, product guides, troubleshooting notes, and previous resolutions. It should shorten search without turning every old ticket into an unquestioned source of truth.

Build a trustworthy source set

Assign an owner, status, audience, effective date, and review date to each source. Prefer approved policy and product material over informal conversation history. If resolved cases are useful, extract reusable guidance and review it before adding it to the knowledge base.

Retrieve for the current case

Use the customer’s product, plan, region, issue type, and current workflow state as retrieval filters where appropriate. Keep tenant and customer permissions in the retrieval layer. The agent must not expose another customer’s case simply because the wording is similar.

  • Show the source behind material claims.
  • Distinguish policy from suggested troubleshooting.
  • Say when the source does not answer the question.
  • Route exceptions and conflicting documents to a person.
  • Capture feedback without silently changing approved guidance.

Fit the support workflow

Start as an internal assistant before generating customer-facing replies. Let staff edit drafts and record why a suggestion was wrong or incomplete. Later, low-risk questions can be automated while billing disputes, safety issues, complaints, and account changes keep an explicit handoff.

Measure resolution quality

Track search time, citation use, corrections, escalation reasons, repeated unanswered questions, and whether a case is reopened. The least-privilege guide, RAG and data library, and industry applications library provide related implementation detail.

A good knowledge agent makes approved information easier to use and makes missing or contradictory guidance easier to see.
